Staci, this is worth a repost 1000x! I too, am a consumer in this industry now and have had multiple less than desirable experiences. It is all I can do to maintain professional composure. And I understand, like you, why clients treat practice team members with disrespect. We have done this to ourselves. We MUST now challenge “the way we have always done it (and keep doing it)” and find methods to exceed client expectations. Owners and Practice Managers need to implement technology to make it EASY for team members to deliver expectional experiences, increase efficiency, and empower team members to “own” those experinces. The team follows their leaders…. so for those leaders reading our professional rants… when will you step up your game -and bring your team with you?
Incoming rant: I walked into a veterinary hospital yesterday in Phoenix. I live here 4 months out of the year and had to bring my dog in last year for Valley Fever. I spent quite a bit of money there (at least in my mind). Recently, in Colorado, I discovered my 16 year old cat has early kidney disease so he officially became an “old guy” with his first bag of k/d. He only has a few more doses left, so I stopped by this clinic yesterday to grab a bag. I nearly had to cause a scene. I felt so bad because these are my people. However, when the receptionist told me I would need a current exam of kitty to get a bag of k/d, I could feel my eyes roll against my will. Now I know, because I’m a veterinarian, that k/d is prescription. But I also know that I am a veterinarian. I told the receptionist that I could write a prescription for myself if required but I just needed a 4lb bag of k/d. She said apologetically, that unfortunately they require an exam to get food as their hospital policy. The problem is, my friends, that we have trained our staff to be robots to our policies and procedures instead of empowering them to make logical decisions. The reason for the prescription for k/d is to make sure the diet is appropriate. As a veterinarian, with a copy of kitty’s lab work from 5 weeks ago, that box is checked. This is the type of client service that is leading the public to think veterinarian’s are in it for their cut. In fact, that is what MY OWN mother said when I got back in the car. If we can EMPOWER our teams with knowledge and TRUST them to make logical decisions, instead of treating them like trained monkeys, then maybe, just maybe, we can get ourselves out of this mess. In the end, she pulled up my chart in her AVImark, and grabbed me a bag of k/d. I have no idea what my pop-up client message says, but it must be a doozy. I’m just hoping I didn’t get Seinfeld “Elaine” status yesterday. Tell me what you think (honestly) in the comments.
